Journey Mapping

Visual, evidence-based maps of how people actually experience your services, from first contact to final outcome.

Overview

People rarely experience a service as a single interaction. They move through a series of steps, touchpoints, and handoffs, online and in person, over days or months, and their experience is shaped as much by that whole journey as by any one moment in it. Journey mapping makes that experience visible, so organizations can see where people get stuck, where trust is won or lost, and where small changes could make a large difference.

We build journey maps grounded in real research, not assumptions, combining interviews, observation, and data analysis to document what people actually do, think, and feel at each stage of their experience with your organization.

Where We Apply Journey Mapping

Government Service Journeys

From applying for a permit to enrolling in a benefits program, residents often navigate multiple departments, systems, and forms to get what they need. We map these journeys to help local governments identify redundant steps, confusing handoffs, and points of drop-off, so services can be redesigned around how residents actually experience them.

Client and Constituent Journeys

Nonprofits and community organizations depend on people successfully making their way through intake, enrollment, and service delivery. We map client journeys to surface barriers to access, especially for underserved populations, and identify where staff time and program resources can have the greatest impact.

Student and Campus Journeys

Colleges and universities manage complex, multi-touchpoint journeys from admissions through enrollment, advising, financial aid, and graduation. We map the student experience across these systems to help institutions improve retention, close equity gaps, and reduce the friction that drives students away.

Our Approach

Grounding Maps in Real Research

We start by talking to and observing the people who actually use your services, not just the staff who design them. Interviews, contextual observation, and analysis of usage and administrative data give us an accurate picture of the current journey, including the workarounds and frustrations that formal process documentation tends to miss.

Visualizing the End-to-End Experience

We translate research findings into clear, visual journey maps that document each stage of the experience: the actions people take, the channels and systems involved, their emotional highs and lows, and the pain points that create delay, confusion, or drop-off.

Identifying Opportunities for Improvement

A journey map is only useful if it leads to action. We work with your team to prioritize the pain points that matter most, based on their impact on outcomes and their feasibility to address, and translate them into concrete recommendations for process, policy, and service design changes.

Designing the Future State

Where helpful, we go beyond documenting the current journey to design a future-state map: a vision for what the experience should look like once improvements are in place, giving your team a shared roadmap for implementation.
